Customers Don't Remember Systems. They Remember Conversations.

The channel shift was never about technology. It was about who sets the terms of the conversation, and customers have decided it's them.

There was a time when contacting a business meant ringing it, during its hours, on its number. That arrangement suited the business. It has now ended, permanently, and it isn't coming back.

Your customers message at midnight, chat from the checkout page, reply on WhatsApp because it was already open, and still ring when it matters. They didn't ask permission, and they don't grade on effort: they judge you on whichever door they chose, every single time.

Most organisations responded to each new door as it appeared. A web chat widget from one supplier, a social inbox someone in marketing checks, an email queue in a shared mailbox, a phone system from another era underneath it all. Each tool works. The whole doesn't.

Conversations strand in channels nobody owns, context evaporates at every handover, and the customer does the integration work personally, repeating their story to every new voice.

Customers experience that as one thing: an organisation that doesn't remember them. And memory, it turns out, is most of what good service is. The organisations getting this right have stopped managing channels and started managing conversations. One console, one queue, one view of the customer, whichever door they walk through. The channel becomes a detail. The conversation becomes the unit of service, and of brand.

Your brand is whatever your last conversation was.

Getting there is less dramatic than it sounds. It doesn't require replacing everything at once, or a project with a codename. It requires deciding that every channel your customers already use should land in one place, with routing intelligent enough to send each conversation to the right person first time, and context that travels with the customer rather than dying in a tab.

The reward is compound. One conversation stream is easier to staff, easier to measure and easier to improve. It is also the foundation every AI capability builds on: self-service, agent guidance and insight all work on conversations, and they work best when the conversations are in one place. Start there, and the rest becomes possible. Ignore it, and every new channel adds another silo to apologise for.
